Influence of customer satisfaction on customer retention: A case study on Telecommunication industry
Year: 2025
Type: article
Abstract: The Indian telecommunication industry is among the most dynamic and successful sectors, positioned as the world’s second largest network with over a billion subscribers. Since the 1990s, liberalisation, competitive policies, and affordability have driven exponential growth, reducing the rural-urban digital divide and contributing significantly to socioeconomic development. With sub-sectors including infrastructure, equipment, broadband, 5G, and service providers, the industry continues to expand rapidly, supported by technological advancements and increasing consumer demand. In such a highly competitive environment, customer satisfaction and retention emerge as crucial determinants of long-term profitability. This study investigates the influence of customer satisfaction on customer retention in India’s telecommunication sector. It emphasizes that while there is no direct causal link, satisfaction contributes indirectly to loyalty, profitability, and customer retention by enhancing perceived value. Loyal customers are vital assets, as they reduce defection rates and ensure continuous growth. The study highlights challenges faced by telecom operators in retaining customers amidst evolving consumer preferences and identifies customer relationship management as a key driver of satisfaction and loyalty. By understanding customer behaviour and implementing effective retention strategies, telecom companies can secure sustainable growth while strengthening their competitive position in one of the fastest-growing global markets.
