Customer Experience in Omnichannel Retailing: Examining the Effects of Channel Integration on Customer Effort, Satisfaction, and Loyalty

Year: 2026
Type: article
Abstract: The rapid expansion of digital technologies and evolving consumer expectations have transformed the retail industry, encouraging retailers to adopt omnichannel strategies that integrate physical stores, e-commerce platforms, mobile applications, and digital customer service channels. This study aims to examine the effects of channel integration on customer effort, satisfaction, and loyalty in omnichannel retailing environments. Specifically, the study investigates how seamless information sharing, consistent pricing, inventory visibility, integrated order fulfilment, and coordinated customer support influence consumers' shopping experiences and behavioural intentions. A quantitative research framework is proposed, employing a structured questionnaire to collect primary data from consumers who engage with multiple retail channels. The proposed relationships among channel integration, customer effort, satisfaction, and loyalty are examined using descriptive statistics, correlation analysis, reliability testing, and structural equation modelling. The conceptual framework hypothesizes that effective channel integration reduces perceived customer effort by simplifying product searches, transactions, channel switching, and post-purchase interactions, thereby enhancing overall customer satisfaction. Furthermore, customer satisfaction is expected to positively influence customer loyalty through increased repurchase intentions, favourable recommendations, and continued retailer preference. The study also proposes that customer effort and satisfaction mediate the relationship between channel integration and customer loyalty. By integrating technological, operational, and behavioural perspectives, this research seeks to contribute to the existing literature on omnichannel customer experience and consumer relationship management. The anticipated findings may provide valuable managerial insights for developing customer-centric retail strategies, improving cross-channel coordination, reducing shopping-related difficulties, and strengthening long-term customer relationships in an increasingly competitive retail environment.
